Beyond Service
Abstract
This chapter examines how Employee Experience Management (EXM) can be embedded into resilience frameworks in all-inclusive resorts. Drawing on a literature review and case studies of Sandals Resorts International, Grupo Vidanta, and Meliá Hotels International, this study demonstrates how multi-channel communication, role flexibility, community support, and digital well-being drive adaptability and recovery during pandemic and natural disaster crises. Through thematic synthesis of organizational data, industry reports, and scholarly sources, six resilience dimensions emerge: trust-based leadership, psychological safety, skill mobility, emotional infrastructure, technological enablement, and cultural congruence. Findings reveal that integrating EXM into strategic planning boosts engagement, service continuity, and long-term viability. A practical, stepwise model guides practitioners, and theoretical contributions reposition employees as central agents of adaptation and growth, offering insights for future research and crisis preparedness.
