Strengthening Long-Term Customer Loyalty in Pakistan's Banking Sector: The Impact of Social Presence, Brand Trust, and Perceived Value through Emotional Connection and Customer Commitment]
Abstract
This study investigates the mechanisms through which brand-related experiential factors contribute to strengthening long-term customer loyalty and brand advocacy in Pakistan’s banking sector, an industry currently facing intense competition, digital disruption, and increasing customer switching behavior. Despite substantial investments in digital banking platforms and service innovations, Pakistani banks continue to struggle with sustaining long-term customer relationships, indicating a gap between transactional service delivery and relational bonding. Grounded in relationship marketing theory and commitment–trust theory, this research examines the impact of social presence, brand trust, and perceived value on long-term customer loyalty and brand advocacy, while exploring the mediating roles of emotional connection and customer commitment and the moderating effect of switching costs. Using a quantitative research design, data are collected from retail banking customers across major urban centers in Pakistan through a structured questionnaire. The proposed conceptual model is empirically tested using advanced statistical techniques, including descriptive analysis, reliability and validity assessments, and structural equation modeling to examine both direct and indirect relationships among the constructs. The findings are expected to reveal that social presence, brand trust, and perceived value significantly enhance customers’ emotional connection with banks, which in turn strengthens customer commitment. Furthermore, customer commitment is anticipated to play a pivotal role in translating emotional attachment into long-term loyalty and active brand advocacy behaviors. The moderating role of switching costs is expected to intensify the relationship between customer commitment and loyalty outcomes, highlighting the strategic importance of retention barriers in highly competitive banking markets. This study contributes to the existing literature by offering an integrated framework that combines experiential, emotional, and relational dimensions of banking services within a developing-country context. From a practical perspective, the findings provide actionable insights for bank managers and policymakers to design emotionally engaging, trust-driven, and value-oriented strategies that foster durable customer relationships and advocacy. Overall, this research advances understanding of how relational mechanisms operate within Pakistan’s banking sector and offers a robust foundation for enhancing sustainable customer loyalty in emerging financial markets.
